A missed call can be more than a small inconvenience. For a legal practice, it may mean a client unable to reach their solicitor. For a healthcare provider, it can delay an important conversation. Knowing how to improve call resilience means looking beyond the desk phone itself. It is about ensuring customers and colleagues can still make contact when a broadband circuit fails, a site loses power, staff need to work elsewhere or an ageing phone platform reaches end of life. The aim is simple: keep your business reachable and keep disruption under control.

What call resilience means for a business

Call resilience is the ability of your communications system to continue handling calls, or recover quickly, when something goes wrong. It covers incoming and outgoing calls, call routing, voicemail, contact centre activity and the access your people need whether they are in the office, at home or on the move.

A resilient setup does not promise that every local issue will disappear. Power cuts, major network incidents and human error can still happen. What it does provide is an agreed alternative path, so one problem does not turn into a full communications outage.

For many UK businesses, this has become more relevant as the PSTN switch-off drives the move away from traditional phone lines. Cloud-based telephony can offer greater flexibility and continuity, but it needs to be designed around the way your organisation actually operates. Simply replacing handsets is not enough.

A secondary connection can provide an alternative route when the primary service is unavailable. A backup that cannot support the number of active users or the call quality required during an incident is not meaningful resilience.

Using different connection types or network paths can reduce the chance that one local fault affects both services. Mobile data can also play a valuable role as a temporary fallback, especially for smaller teams and remote workers. It should be treated as part of an overall continuity design, with realistic expectations around capacity, signal strength and call demand.

Do not overlook the office network. Poor Wi-Fi coverage, an overloaded router or incorrectly prioritised voice traffic can cause call problems even when the broadband circuit itself is healthy. A professional review should assess the whole environment, from internet access and local network equipment to handsets, applications and remote users.

Protect calls when a site loses power

Internet-based calling needs power for network equipment, Wi-Fi and phones. This is one of the most commonly overlooked risks when organisations move from traditional services to VoIP.

For critical locations, backup power can keep essential equipment running long enough to maintain communications through a short outage or to support an orderly response. The amount of cover required should reflect the service: a small office may only need time to redirect calls, while a busy operational site may need longer continuity for key functions.

The priority is not necessarily to recreate every normal process. It is to keep customers informed, protect essential services and give staff a reliable way to communicate.

Create a call-failover plan people can follow

Technology only works as well as the decisions behind it. A call-failover plan sets out what happens when normal call handling is affected, who can authorise changes and how teams will communicate with one another.

Keep the plan focused on the scenarios most likely to affect your organisation. These commonly include loss of primary connectivity, a power problem, a site closure, loss of access to a key department and unexpected surges in customer calls. For each scenario, identify the fallback call destination, the person responsible for triggering it and the point at which customers should receive an updated message.

It is equally important to nominate more than one administrator. If only one person knows how call routing works, resilience is limited by their availability. Operational leaders, IT contacts and reception or service managers should understand the agreed process, even if system changes are carried out by a managed telecoms partner.

A good plan also protects the customer experience. Redirected calls should reach someone able to help, take a message or explain the next step. Sending every call to an unattended mobile is technically a diversion, but it is not an effective continuity strategy.

Test call resilience before you need it

A plan that has never been tested is an assumption. Scheduled testing confirms that numbers route as expected, applications work from alternative locations and staff understand their role.

Tests do not need to cause major disruption. They can be planned around quieter periods and focused on a specific scenario, such as routing a main number to an alternative team or checking that selected users can place and receive calls away from the office. Record what worked, where delays appeared and what needs to change.

Testing is especially valuable after a system migration, office move, network change or staffing restructure. It is also worth reviewing after any real incident, even one that was resolved quickly. Small gaps in call handling are much easier to address before they affect a customer during a critical moment.
